Service Level Commitment Definitions
Availability - is a measurement of the percentage of total time that the service is operational when measured over a 30 day period. Excluding planned maintenance window.
Latency - also known as Frame Delay, is defined as the maximum delay measured for a portion of successfully delivered service frames over a time interval between Zoodlabs origination and destination POPs
Packet Loss - also known as Frame Loss, is the difference between the number of service frames transmitted at the ingress UNI and the total number of service frames received at the egress UNI.

Service Recovery Definitions
Mean Time to Restore is the average time required to restore service to an operational condition. The Mean Time to Restore objective is four (6) hours for electronic equipment failure or six (8) hours for facilities failure from the time a trouble ticket is opened with the ETS.
Mean Time to Respond is the average time required for our Network Operations Centre to begin troubleshooting a reported fault. The Mean Time to Respond objective is fifteen (15) minutes upon receipt of a fault notice cation or from the time a trouble ticket is opened with the ETS.

World Class Service Level Commitment and Guarantee
Monthly Credit Note Option - The Customer shall be entitled to a credit note equivalent of the calculated service outage and the value of the credit note will be deducted from the invoice in the next billing circle.
Quarterly Credit Note Option - The service credit is calculated on a Monthly basis and is accrued for a full quarter, the total accrued service for each quarter is deducted from the first monthly invoice of the following quarter or the last monthly invoice in case the contract is expiring and will not be renewed.
In the event of a routine maintenance on the network, clients shall be given at least 7 (seven) working days’ notice of intention to do so and any such planned outage shall be from the hours of 00.00 am to 6:00 hours (local time) any Calendar days of the week as may deem fit/depending on the criticality.
This is excluding emergency maintenance work.
